    Pattern of Complaint:

    On January 5, 2023 a pattern of complaints was detected for Exact Sciences. These complaints involved consumers stating that they have received Cologuard test kits without being ordered by themselves or their physicians, or stating that they were being billed for these test kits when they believed they were covered by their health insurance. 

     

    On January 18, 2023, BBB received a response for this detected complaint pattern. In this response, Exact Sciences has stated that it is a very small percentage of their transactions (.00076%) that actually result in a BBB complaint.

     

    For the complaints that are filed because the consumer had received a bill, Exact Sciences states that more than 94% of patients have zero out of pocket costs for Cologuard. They state that for those patients that do receive a bill, they do everything in their power to assist them, through their patient appeal program and patient financial assistance program. 

     

    As for the complaints that are filed because the consumer states that neither they nor their physician had ordered a Cologuard kit, Exact Sciences states that as Cologuard is a laboratory test, a health care provider places the order for a patient. They believe the complaints arise when a health system or insurance company initiates the screening and has tests ordered for those that may be overdue for a screening, and the consumer misses the communication that a test has been ordered for them. Exact Sciences also states that they notify patients by telephone and letter when a Cologuard order has been placed for them, and that they have additional, ongoing strategies designed to improve their patient/provider experiences during the screening initiatives. 

     

    In closing, Exact Sciences believes that most of the complaints that are generated could be favorably resolved by the patient contacting their customer service center, which is available for inquiries 24 hours a day, 7 days a week.     On 7/28/23, an additional letter was sent to Exact Sciences, as there was a continued pattern of complaints and customer reviews - pertaining to consumers being mailed Cologuard kits without any knowledge that they had been ordered.

      

     

    On 8/11/23, BBB received a response from Exact Sciences. This response stated that the recent increase in complaints likely relates to a number of preventive care initiatives undertaken by health insurance companies, health systems, or other providers with a pre-existing relationship with the consumer. Exact Sciences states that they are working with these entities to improve the communication and bring awareness to those for whom a Cologuard order has been placed as part of the screening initiatives and programs since the authorized prescriber is not always the primary care provider. Exact Sciences also states that these screening initiatives and programs are not a promotion, and they do not send a test kit without a valid order from an authorized prescriber. If consumers receive a Cologuard kit and do not wish to complete the test, they can return the box by using the pre-paid return shipping label. Alternately, they can simply dispose of the box. No charges or bills are submitted until a test is completed, and results are provided.

     

     

    Exact Sciences has also stated that they have created a dedicated team to review and resolve the recent communication gaps with the screening programs, and are exploring several potential avenues to improve their current processes.  Given that 60 million Americans are unscreened and colorectal cancer is the second leading cause of death and also the most preventable, Exact Sciences is committed to supporting these screening programs and ensuring that patients have a positive experience with Cologuard.

      I ordered a home test kit - Cologuard- the cost being $49 as advertised on their web site. I received results, and turned down their offer to consult with one of their doctors. I said that I would bring my results to my primary care physician. I just received an invoice from the company for $641 for their services. I did not request or receive any additional services from them. I refuse to pay this invoice. Individuals should be protected from companies like this.

      We take all customer feedback seriously and thoroughly investigated this consumers claim. It
      appears that the $49 fee paid by the consumer was to **********, the telehealth provider who
      ordered the Cologuard test for the patient. Cologuard is only available by prescription. The ****
      for $641 referenced by the consumer is the cost of the Cologuard test.
      Most insured patients pay $0 for a Cologuard test but we do not have this patients insurance
      information on file. We recommend that the patient call our **************** ***************)
      and provide her insurance information. Agents are available 24 hours a day, 7 days a week to
      help. If the patient is uninsured, a customer service agent can assist with other payment options.

      On May 26, 2021, we paid $665 to Exact Sciences Laboratories for my husband's cologuard procedure (*************************). Since then, we have been waiting for them to submit the claim to our insurance, ********* Network, so that we can be reimbursed. It has been 9 months. I have a stack of paperwork that has been faxed or mailed to Exact Sciences Laboratories and to ********* Network. I don't understand what the delay is. I have also made numerous phone calls to both Exact Sciences Laboratories and ********* Network. I am at my **** end and now am reaching out to the Better Business Bureau. The enrollee I.D. is *********, procedure code is CPT-*****. Diagnosis code is Z12.11z12.12. In my husband's file, I have his permission to speak on his behalf. *****************************, ************ cell

      We sincerely apologize to this patient and his amazing spouse for the confusion regarding the
      patients account. The good news is that a $665 refund was approved on 3/2/22 and should be
      received by the patient in the near future.
      We take all customer feedback seriously and want you to know that we thoroughly investigated
      the complaint. The following explanation is not meant as an excuse and we regret that our
      internal process failure caused frustration. The refund owed on this patients claim was delayed
      because our system wont send a claim when a zero balance is showing in the account, even
      when coverage is updated or a repost is requested. Because the patient previously paid the $665,
      an extra step was needed to remove the patients payment from the account so that there would
      be a balance to send. The two employees who assisted on 7/28/21 and 1/3/22 didnt know that
      updating the coverage would not be enough to begin the refund process. We appreciate the
      consumer bringing forward this claim so that we could educate our employees and avoid a
      similar pitfall in the future.

      In December of 2020, by Gynocologist, ********************************* (the Veranda in ****** **) ordered a Cologaurd kit to be sent to me for cancer screening since I was 50 years old. They ordered this test because it was supposed to be covered by my insurance, ***************** Blue Shield of Georgia. However, last year, I received my first **** for the amount of $665.00 from Exact Sciences for the test. My insurance company denied the claim on 5/7/2021. I appealed the denial but after review, they did not change their decision of denial. I cannot pay for this, and do not feel that I should have to as it was given to me by my doctor who thought it would be covered by my insurance.

      I received today November 3, 2021 a Cologuard kit that I nor any of my doctors ordered. It was delivered via *** tracking # 1Z A91 9E1 43 **** ****. I have had my colonoscopy this year already. My concern is, this company is committing fraud and trying to collect from my insurance. Please look into this matter.

      Cologuard must be prescribed by a physician before a test kit ships to a patient.  In this instance, a medical record exists which demonstrates that the consumers physician (*************************************** from ******* ****** ********) ordered a Cologuard test for this consumer on 10/27/21.   From the consumers complaint, the consumer believes this test was ordered in error.  However, Exact Sciences is a laboratory and receives orders without visibility to the relationship between doctor and patient.  After a physician places an order, Exact Sciences mails out a test kit.  If the consumer does not return the test kit, the consumers insurance will not be billed for the test.   A claim is only sent to insurance after a valid test result.  The consumer should note that Exact Sciences follows up with patients by both letter and phone call to offer support to the patient in completing the test.  The consumer can disregard those communications.  

      If the consumer has any additional questions or concerns, the consumer should call our ************************ at ****************.  Patient support specialists are available 24/7 to assist with questions about the Cologuard test.  

      I hope this adequately addresses this consumers concerns about Exact Sciences Laboratories.

      My health care provider said they didn't order the stool test for me via Exact Science but I got phone calls, text and a package from them on Sept 13, 2021. My insurance would not pay for my test from Exact Science either. I am charged for 55 with the copaid. I don't know where they get my information and how but I need to return the box I receive as well as getting me off their mailing list. I also want to make sure that Exact Science doesn't charge me or my insurance for anything. Can you help me? Thanks.

      We are in receipt of the complaint submitted on September 20, 2021 with an ID of ********.   The consumers complaint states that her physician did not order a Cologuard test and requests no further contact from Exact Sciences.  

      Cologuard must be prescribed by a physician before a test kit is delivered to a patient.  In this instance, a ******************************** ordered a Cologuard test for this patient on September 7, 2021.   The order form clearly identifies the consumer by name and address.  However, it is clear from the consumers complaint, that the consumer does not want the test.  The patient can simply recycle the test kit to avoid an insurance claim.  A claim is only sent to an insurance company after a valid test result.  

      The consumer has also requested no further contact from Exact Sciences.  To that end, we have entered a request to place the consumer on the companys Do Not Contact List.  

      Thank you for your correspondence and we trust this addresses the consumers concerns.

      We sincerely hope that this patient be screened for colon cancer with one of the many available options endorsed by the United ***************** Services Task Force.  Colorectal cancer is the second leading cause of cancer deaths in the United States and, when detected early, colorectal cancer is more treatable.

      My primary care doctor ordered a Cologuard test kit for me, mu insurance paid $508 and I received the kit and sent it back around June 17 2021. Around June 27 2021, I received a letter from them, which says in part, "As you may be aware, your test result is available and has been delivered to the healthcare provider who ordered Cologuard for you." My doctor has requested the results form them several times, and has never received them, nor had a response to their calls/messages. I cannot upload my insurance payment to this file, can you help me? **** ******

      We investigated the matter and determined that the patient results were faxed to her provider on
      6/23/21 (the date the test resulted) and again on 7/22/21 (after a request was made by the
      ordering provider on 7/20/21). There have been no other calls or contact from the ordering
      provider aside from the call on 7/20/21. To summarize the issue, the order listed a Dr. *******
      as the ordering provider, but used the NPI number for ***** **** It appears that there may be
      some sort of miscommunication between Exact Sciences and the ordering provider as to what fax
      number should be used as each provider has their own fax number.
      Further, one of our Provider support representatives is following up with the provider’s office to
      verify receipt of the results and confirm which fax number should be listed for each provider at
      this location so that this problem does not recur with another patient.
      I sincerely regret that this patient had so much difficulty in obtaining her results. It is an atypical
      situation and we hope that by the time the patient receives this response, that she will have
      results in hand. If not, please do not hesitate to contact me.

      My physician recently ordered an at home test for myself. I was Contacted by Exact Sciences Laboratories and was informed that they would be sending a test kit out. The representative told me that "most" insurance companies will pay for the test. I asked the rep. if by chance my insurance does not or if Exact Sciences is outside of their network how much will I be charged for this test. I was told it would cost over $600.00! I informed the company rep, at that time please DO NOT send me anything until they got approval from my insurance company. I was told that I needed to contact them or they could contact them while I was on the phone with them. I told them that they would have to call me back when I got off from work, however the approval department for my insurance company would be closed at that time. I again told the representative DO NOT send anything to me because i do not have $600 plus dollars!! However 2 days later i received the test kit on my doorstep when I got home.

      We are in receipt of the complaint submitted on 6/8/2021 that was assigned an ID of ********.  The patient is concerned that insurance will not cover the cost of the patient’s Cologuard test and has requested no further contact or billing action.  

      Colorectal cancer screening is important and we sincerely hope that this patient will be screened by some method of screening endorsed by the United States Preventive Task Force.  If this patient  no longer chooses to be screened with Cologuard, the patient can simply recycle the kit and will not be billed.  Billing does not occur until a valid test result is achieved.  

      If the patient is still interested in being screened with Cologuard, an Exact Sciences representative can help the patient call their insurance company to verify coverage.  The patient can contact our Customer Care Center at 844-870-8870.  Agents are available 24 hours a day, 7 days a week.   

      If, after reviewing this response, the patient would like to be placed on Exact Sciences’ Do Not Call list, please have him either call our Customer Care Center (844-870-8870) or notify us through a reply to the Better Business Bureau.
